Insurance: how to retain policyholders at renewal and at the claim

In insurance, two moments decide whether the client stays: the renewal and the claim. How to communicate by WhatsApp, SMS and email to retain, without neglecting confidential data or the tone.

In insurance, two moments decide whether a policyholder stays or goes: the renewal and the claim. And here’s the paradox: most insurers and brokers pour their effort into getting new clients and treat the renewal as a formality — which is exactly where they lose them. The good news is that your communication, done well, turns those two moments into reasons to stay.

Renewal is where it’s won (or lost)

Most cancellations happen at renewal. If you arrive on the expiry day with a cold “your policy is expiring, pay here”, you’ve already lost. What retains is arriving early and with value:

  • A reasonable sequence: a first notice about 30 days before, a reminder at 14, and one closer to expiry.
  • Framed as a coverage review, not a charge: “does it still cover what you need?”. Did they buy a house, change their car, grow the family? That’s the moment to adjust — and to show you’re paying attention.

Renewal is your biggest chance to prove your value. If you treat it as a formality, the client feels your brand is one too.

The claim is the moment of truth

When a claim happens, loyalty is at its most fragile: the client is stressed and only wants to know three things — whether you received their claim, what’s next and when they get paid. Keeping them informed at every step (“we received your claim #X”, “we’re reviewing it, we’ll update you in 24 hours”) builds trust and stops the uncertainty from becoming a complaint.

Here WhatsApp shines: the policyholder can send the photos of the damage through the chat, without forms or calls, and you resolve the conversation right there.

Payment reminders, so they’re not left without cover

This part has to be handled with care, because a missed payment in insurance means something serious: that the client is left without coverage. The reminder done well protects them, it doesn’t pressure them:

  • Give notice before the due date, with the payment method one click away. It’s a favour.
  • If the payment doesn’t come through, a respectful follow-up that explains the risk of being left uncovered and offers help — “reply if you need another date or have any issue” — not a threat.
  • The goal is that they keep their coverage, not that they feel chased. A respectful tone preserves the relationship.

Speed also retains (and wins)

When someone asks for a quote, speed decides. A prospect who gets a reply in minutes is far more likely to move forward than one who waits hours for an email. A first automatic message of “we received your request, an advisor will contact you shortly” already makes the difference.

Which channel for what

  • SMS: the time-sensitive — the payment notice, the renewal window, a claim confirmation. It reaches any phone and is read in minutes.
  • WhatsApp: the two-way conversation, ideal for the claim (photos, documents), queries and follow-up, where the client gave you permission.
  • Email: the policy, the coverage review, the content that builds trust.

The rule is to orchestrate by urgency and preference; the criterion is in which channel to use, with the detail of each in WhatsApp and bulk SMS.

Confidential data, permission and security

In insurance you handle confidential personal data — policies, claims — and, when there’s health information, data that Law 81 treats as sensitive. On top of that, insurance is a sector regulated by the Superintendency of Insurance and Reinsurance, where Law 81 applies alongside the sector’s own rules. So the care is double:

  • Don’t expose delicate details in a message; share only what’s needed and take the rest to a secure channel.
  • Educate against fraud. Scammers pose as insurers (“your policy expired, pay at this link”). Tell your clients you will never ask them to pay through a link in an unsolicited message. And protect your domain: having SPF, DKIM and DMARC well configured makes it much harder for someone to impersonate you.
  • Permission per channel (a WhatsApp opt-in isn’t an SMS one) and data handling up to the standard of Law 81 and the sector’s rules — the how is in opt-in.

And segment: don’t speak the same to an auto policy, a life one and a home one. Grouping by policy type and renewal date is what makes each notice arrive at the right moment — the how is in segmentation.
